Abstract: | Diplomová práce se zaměřuje na oblast loajality a spokojenosti zákazníků. V první části práce jsou vymezeny teoretické pojmy a terminologie z oblasti zákazníků, jejich spotřebního a kupního chování. Jsou zde také zmíněny metody měření loajality a spokojenosti. Dále jsou zde přiblíženy vnitřní a vnější faktory, které mohou mít vliv na míru loajality, včetně vlivu loajality na finanční výkonnost podniku. Empirická část byla zaměřena na značku Pilsner Urquell. Pro získání primárních dat, nezbytných k určení indexu loajality a dalších nezbytných indexů, byl realizován marketingový výzkum. Tento výzkum se opíral především o dotazníkové šetření a byl zaměřen na segment restauračních zařízení, nikoliv na konečné spotřebitele. Díky získaným datům lze blíže měřit a analyzovat míru loajality podniků. Součástí výsledného indexu loajality jsou tři dílčí indexy - index spokojenosti zákazníků, index udržení zákazníků a index spontánního doporučení zákazníků. Dále se také empirická část zabývala závislostí mezi mírou loajality a finanční výkonností podniků a dopady koronavirové pandemie na tyto dvě veličiny. Všechny výsledky jsou přehledně zaznamenány v tabulkách a grafech. Na základě zjištěných poznatků a výsledků byly navrženy doporučení a návrhy pro společnost Plzeňský Prazdroj i pro samotné testované podniky, které mohou vést ke zvyšování spokojenosti a loajality. |
Abstract in different language: | This master's thesis focuses on the loyalty and satisfaction of customers. In the first part, theoretical terms, customer terminology, and customer and buying behaviour are defined. Furthermore, the methods of measuring customer loyalty and satisfaction are mentioned. In addition to that, the internal and external factors which could have influence on loyalty, including the influence of loyalty on the financial performance of a company, are presented there. The research part focuses on the brand of Pilsner Urquell. A marketing research has been performed in order to obtain primary data which are essential for the calculation of the loyalty index and other indexes. This research mainly consisted of a questionnaire survey and focused on the segment of restaurants rather than final consumers. Thanks to the questionnaire survey, the loyalty of restaurants could be further analysed and calculated. The overall loyalty index includes three sub-indexes - customer satisfaction index, customer retention index, and the index of spontaneously recommended products. The marketing research further addressed the dependency of loyalty and financial performance upon the impacts of the coronavirus pandemic on these two variables. All results have been clearly demonstrated in the included charts and graphs. Based on the findings and results obtained, recommendations and suggestions for Plzeňský Prazdroj, as well as for the involved restaurants, have been presented. These could help to boost customer satisfaction and loyalty. |
